A support bot can provide immediate answers to repeat questions, collect context before an agent joins, and guide customers through routine steps. These are potential benefits, not guaranteed savings. They depend on the quality of the knowledge base and the ability to recognize when a person is needed.
A practical scenario
Consider a customer asking about a delayed order. A useful bot verifies identity through the application, retrieves the order status, and explains the next action. A bot that repeats a generic shipping policy may respond quickly without resolving the problem. Separate policy answers from authenticated account operations.
Design the first version
Start with a few high-volume intents whose correct answers are easy to verify. Give every answer a clear next step and preserve the conversation when escalating. Let customers request an agent directly. Record why the handoff occurred so recurring knowledge gaps become maintenance work rather than invisible frustration.
What to test and measure
Measure verified resolution, repeat contact within a defined window, customer satisfaction, and total staff minutes per issue. Count abandoned conversations separately from resolved ones. Compare similar intent groups before and after the pilot so seasonal volume or a changed product does not get mistaken for an AI benefit.
Questions to resolve before commissioning
- Which source system owns the facts used in this workflow?
- Who reviews exceptions and corrects inaccurate output?
- What baseline and acceptance criteria will determine whether the pilot is useful?
- What should the user do when a source, tool, or device is unavailable?
