
An escalation button is only the beginning of a support handoff. Customers need to know whether an agent is available, what information will transfer, and what happens next. Agents need a concise summary with facts, attempted steps, and unresolved questions.
A practical scenario
A customer disputes a charge after the bot has explained the billing policy twice. Repeating the same answer is not progress. Transfer the case with the disputed invoice ID, identity-verification state, explanation already provided, and the customer request. Distinguish user claims from verified account facts in the summary.
Design the first version
Define handoff triggers for explicit requests, repeated failure, unsupported actions, and sensitive complaints. Create the ticket before announcing success. If the help desk API fails, provide a working alternative and avoid claiming that a person has received the request. Mark who owns the case after transfer.
What to test and measure
Test queue closure, partial conversation history, duplicate ticket retries, and a user returning on another channel. Measure repeated explanations, transfer failure, and time to first human response. A good handoff reduces the work needed to resume the case instead of merely moving the customer to a different interface.

- Who reviews exceptions and corrects inaccurate output?
- What baseline and acceptance criteria will determine whether the pilot is useful?
